London – Mystery Shopper

Welcome back to The Stocklists Mystery Shopper column, which sees our partners at ProInsight visit flooring retailers across the country, posing as prospective buyers while using a set of objective metrics to evaluate the customer experience. Throughout this feature, we aim to highlight the many strengths of independent flooring retail while identifying opportunities for improvement where appropriate.

As one of the UK’s busiest and most diverse retail destinations, London offers homeowners no shortage of choice when it comes to buying new flooring. This month, our shopper visited three independent carpet specialists to assess the quality of customer service, showroom presentation, product knowledge and the overall buying experience.

Westminster Carpets

Westminster Carpets made a positive first impression thanks to its prominent high street location and smart, well-maintained exterior. The branding made the showroom easy to locate, while the availability of customer parking was an added convenience. Aside from a minor issue with the exterior signage, the premises looked clean and inviting, encouraging our shopper to step inside.

The showroom contained an extensive range of carpet samples, immediately demonstrating that customers have plenty of choice. Although a small number of sample displays had found their way into the aisles, making certain areas appear slightly cluttered, the overall impression remained positive and the selection available was impressive.

Shortly after entering, our shopper noticed that a member of staff was occupied on the telephone. Importantly, they acknowledged the arrival within moments, explaining that they would be available as soon as they had finished the call. This simple acknowledgement ensured our shopper felt welcome without unnecessary delay.

Once available, the conversation quickly became focused on understanding the customer’s needs. Our shopper explained they were looking for a carpet for a living room and was asked a series of relevant questions covering the intended room, preferred style and colour choices. Based on these responses, suitable carpet samples were presented and alternative colours were suggested when our shopper felt the original recommendation was lighter than desired.

It was also encouraging that our shopper was offered carpet samples to take home. This gave the opportunity to view colours within the property’s own lighting conditions and demonstrated a customer-focused approach to the decision-making process.

There were, however, a few opportunities to strengthen an already positive experience. While the conversation covered the customer’s practical requirements effectively, slightly more emphasis on the individual benefits of the recommended products—such as durability, ease of maintenance and suitability for busy households—would have added further value. Agreeing a follow-up telephone call after sending the quotation could also help maintain contact with customers who require additional time before making a decision.

Overall, Westminster Carpets delivered a welcoming and knowledgeable experience. Friendly service, relevant questioning and a straightforward explanation of the quotation process ensured our shopper left with a favourable impression and confidence in the business.

Lordship Carpets
Our second stop on this month’s Mystery Shopper expedition was Lordship Carpets, and from the moment our shopper entered the showroom, there was an immediate sense of professionalism. The exterior and interior were exceptionally clean and well maintained, while the displays were neatly organised, making it easy to compare different carpet styles, colours and finishes. The showroom felt spacious, bright and easy to browse, creating an enjoyable environment in which to begin the search for new flooring.

A member of staff acknowledged our shopper almost immediately and offered assistance in a friendly, relaxed manner. The welcome felt genuine rather than scripted, helping to establish an easy rapport from the outset.

The consultation itself was exemplary. Rather than moving directly to product recommendations, time was taken to fully understand the customer’s requirements. Questions explored the intended room, approximate dimensions, preferred colours, expected foot traffic and budget before any products were suggested. This consultative approach ensured that every recommendation felt relevant to the customer’s circumstances.

A carefully selected range of carpets was then introduced, with each option accompanied by a clear explanation of its individual qualities. When one option exceeded the customer’s preferred budget, the response was particularly impressive. Rather than attempting to persuade the customer to increase their spending, suitable alternatives offering a similar appearance and performance were suggested. This balanced approach reinforced the impression that finding the right solution was the priority.

The quotation process was equally well explained. Our shopper was provided with a realistic guide based on the available measurements while being advised that a home survey would be required before a final quotation could be confirmed. Arrangements for a convenient measuring appointment were discussed, providing a clear next step without placing any pressure on the customer.

Throughout the visit, every question was answered confidently and patiently. The advice remained informative without becoming overly technical, making the consultation feel approachable for customers with varying levels of product knowledge.

E.J. Carpets
Lastly, we visited E.J. Carpets, which delivered a friendly and enjoyable shopping experience built around approachable service and an inviting showroom environment.

The store was easy to locate thanks to its clear branding, while both the exterior and interior presented a clean, tidy appearance. Our shopper was greeted within seconds of entering, creating an immediate sense that customer service was a priority. The showroom itself was uncluttered and well organised, allowing customers to browse comfortably while appreciating the wide range of available flooring.

After learning that our shopper was searching for a deep-pile carpet for a living room, staff quickly began presenting suitable options. Different materials were discussed, together with practical guidance on their suitability for everyday use. This advice helped narrow the selection efficiently while ensuring recommendations remained relevant to the customer’s needs.

A good variety of colours and styles were presented, enabling meaningful comparisons between products. Additional accessories, including underlay and finishing materials, were introduced naturally as part of the overall flooring solution rather than as unnecessary extras. This demonstrated a comprehensive understanding of the complete installation process.

While a guide quotation was discussed during the visit, our shopper needed to prompt for this information rather than it being offered proactively. Similarly, although the approximate figure was explained, providing a written quotation or emailing the details afterwards would have enhanced the professionalism of the experience and given the customer something tangible to consider at home.

There was also scope to expand on the individual benefits of the recommended carpets, particularly regarding durability, maintenance and long-term performance. This additional product knowledge would further support customers when comparing different options.

Nevertheless, E.J. Carpets impressed with its warm welcome, efficient service and well-presented showroom. Our shopper left feeling that the business genuinely wished to help customers find an appropriate flooring solution, supported by friendly staff and a pleasant shopping environment.

And the winner is…
All three retailers demonstrated a genuine commitment to customer service and provided enjoyable shopping experiences, making this one of the closest Mystery Shopper visits in recent months.

This month’s winner, however, is Lordship Carpets. The business consistently excelled in every stage of the customer journey, from its immaculate showroom presentation and immediate welcome through to its consultative approach, excellent product knowledge and clear explanation of the quotation process. Every recommendation felt carefully tailored to our shopper’s needs, while the balanced advice and genuinely customer-focused service created an experience that stood out from the competition. Lordship Carpets is therefore a thoroughly deserving winner of this month’s Mystery Shopper.
